AI Customer Service Agents: Designing a Reliable Human Handoff
How to keep support automation useful when a request is complex, sensitive, or outside approved policy.
Set escalation triggers early
List the issues an agent can resolve and those that require a person. Billing disputes, accessibility needs, threats, and unusual account changes deserve explicit routing rules.
Example: A retail support agent can explain a return window but route a disputed charge to a trained representative.
Transfer context, not just the chat
A useful handoff includes the customer’s question, steps already attempted, relevant order identifiers, and what remains unresolved. Avoid sharing unnecessary personal information.
Example: The support representative receives a concise case summary instead of asking the customer to repeat everything.
Audit false resolutions
A conversation marked resolved may still leave the customer dissatisfied. Sample closed tickets and review whether the issue was genuinely addressed.
Example: Track repeat contacts and incorrect answers alongside response times.
Implementation checklist
- Write escalation rules
